Touchpoint Experience Design

Why touchpoints matter and what sets the approach apart, in brief.

Nobody remembers your average interaction. They remember the last one, and the standout one. Touchpoint Experience Design (TXD) is the deliberate design of every point of contact, so the moments that decide how your business is remembered aren’t left to chance.

There’s a blunt truth underneath it: almost nobody chooses you for what you sell, because plenty of others sell the same thing. They choose you, and stay, for how it feels to deal with you. TXD is the discipline of getting that right, for customers and for staff.

What is Touchpoint Experience Design?

The deliberate design of each interaction, a call, an email, a frontline moment, a follow-up, so it builds connection instead of just processing a transaction. TXD treats staff touchpoints and customer touchpoints as one system, because the people delivering the experience are the ones who shape it.

What sets it apart?

  • It designs the how, not just the what. Products and services commoditise. How it feels to deal with you is the part nobody can copy.
  • It counts staff and customer experience together. A frustrated team can’t deliver a warm experience for long.
  • It’s designed and measured, not left to goodwill. A touchpoint is either building the relationship or quietly costing it.

How TXD works

Four moves, in plain terms.

  • Map every touchpoint. Find every point of contact, and the gaps between them.
  • One voice, everywhere. Every interaction reflects the same identity, online and off.
  • Staff ownership. Give the people at the front the room to own and lift the moment. This is the Employee Empowerment principle in practice.
  • Keep refining. There’s no finish line; touchpoints improve through ongoing feedback.

Common questions

Isn’t this just customer experience by another name? No. Customer experience usually stops at the customer and concentrates on fixing problems. TXD designs the staff experience and the customer experience together, and it’s built around how you deliver, not only where things break.

Where do I start? Map your touchpoints, pick the few that carry the most weight, and design one deliberately. The detailed version shows the techniques and worked examples.

How is a designed moment different from a gimmick? It’s tied to what the business genuinely stands for, owned by the person delivering it, and measured. A gimmick is none of those.
